Job Responsibilities:-

  • Primary resolution contacts for Accounts Leaders, such as assessments of improvement action plans and fundamental causes of customer complaints
  • Offer KPI, SLA, and SLO monitoring and reporting that is account-specific.
  • update processes and/or provide account knowledge.
  • Account-specific Quality Performance (attend client QA calibration meetings and monitor account QA objective and quality evaluations as necessary)
  • Account Leadership’s primary point of interaction for Help Desk questions
  • Help Desk process enhancements will be identified in collaboration with Account Leadership, and trend analysis will be provided as required (e.g., a review of the top ten calls, etc.).
  • Account information updates, case escalations, client complaint evaluations, account process reviews, etc. are examples of liaison work for Level 2 Resolver Groups.
  • Keep an eye on AHT and baseline volumes.
  • Management of problems unique to a given account (e.g., monitoring of rejected cases, cases that Level 2 did not accept, Sev 1 & 2 monitor/rootcause analysis)
  • Customer concerns that are account-specific are addressed and/or resolved (e.g., tracking complaint cases, documenting the complaint procedure, etc.).
  • Engage in account-specific governance events by attending them and offering KPI/SLA/SLO reports, c-SAT findings, and other information (such as monthly and quarterly governance, QPRs, etc.).
  • As required, offer on-call, after-hours account support.
  • Test Level 1 agents as necessary.
